1、摘要银行作为一个特殊的服务企业,面临着来自竞争对手和服务对象的双重压力,而近些年来国际金融一体化与我国利率市场化的改革,使我国银行业走向更为激烈的竞争局势,要想获得可持续发展,银行势必要增强自身竞争优势。心理授权能显著地提高银行员工服务质量,促进顾客价值的提升,顾客也会表现出顾客公民行为,自愿地为银行宣传,帮助其他顾客解决服务中的问题,以及主动向银行反馈建议。然而,目前对于心理授权、服务质量、顾客价值和顾客公民行为的研究依然十分少见。本研究基于社会交换理论,运用问卷调查法,以湖南地区8家银行的303名柜台员工与其
2、服务过的顾客配对调查数据为调查样本,使用SPSS统计软件,运用相关分析、因素分析、回归分析、中介作用与调节作用检验等统计方法,探讨了心理授权对顾客公民行为的影响,以及服务质量和顾客价值在其中的作用。研究结果表明:(1)心理授权对银行员工服务质量具有显著的正向影响,员工心理授权水平越高,给顾客提供的服务质量越高;(2)银行员工心理授权对顾客公民行为具有显著的正向影响,员工心理授权水平越高,接受其服务的顾客更愿意表现出顾客公民行为;(3)服务质量在银行员工心理授权对顾客公民行为的影响中具有部分中介作用;(4)顾客价值
3、正向调节银行员工服务质量与顾客公民行为之间的关系,即顾客价值越高时,心理授权与顾客公民行为之间的关系会越明显;(5)心理授权通过银行员工服务质量为中介,并在顾客价值的调节作用下,影响顾客公民行为,从而表现出被调节的中介作用。最后,讨论了本研究的局限与未来研究方向的建议。关键词:心理授权;服务质量;顾客价值;顾客公民行为IAbstractAsthebankplayedaspecialroleintheserviceenterprise,itfacedthedoublepressurefromcompetitorsa
