1、摘要随着4G时代的来临,电信企业之间的竞争愈演愈烈。存量客户已成为电信企业在市场竞争中生存的根本,存量竞争也已成为电信企业竞争的核心。因此,电信企业越来越重视与客户之间的关系,力求做到与客户之间形成长期稳固的关系,并加以维持;而商业友谊恰好是这样一种存在于企业与客户之间的长期友好合作关系。鉴于这样的背景,本文将商业友谊这一概念引入关于电信企业客户流失的研究之中,旨在分析商业友谊对电信企业客户流失的影响。然后,根据分析结果,对电信企业在4G时代客户关系的经营与发展提出相关建议。首先,本文通过对现有文献的阅读与整理,总结了关于客户流失和商业友谊的研究成果,
2、提炼出客户流失的三个最主要影响因素:顾客满意、顾客忠诚和转移障碍,并对客户流失与商业友谊两者之间的联系进行了分析。然后,本文结合电信企业的特点,对商业友谊和客户流失及其三个主要影响因素重新进行了定义,并根据已有研究成果,分析各因素之间的关系,提出研究假设并构建假设模型。最后,本文通过实证分析方法,分析了各变量之间的关系,对假设进行一一验证。分析结果显示,在电信企业,商业友谊对顾客满意和转移障碍都产生显著的正向影响,并通过两者对客户流失产生重要的负向影响。关键词:商业友谊,客户流失,顾客满意,转移障碍,电信企业IAbstractWiththecoming
